These are a set of parameters for the supplier's performance obligations to the customer, usually as a set of KPIs, where each KPI is composed as follows: 🔹 What we want to measure (and for what purpose) 🔹 Periodicity of KPI calculation and period/events/activities counted/measured 🔹 KPI calculation model, its input data and counting criteria 🔹 Threshold value(s) to be met 🔹 "Disservice" calculation model 🔹 KPI importance weight within the performance evaluation process The Service Governance describes the process of Performance Evaluation (the "engine" that aggregates the results of the KPI calculations and determines the overall performance "delivered" by the supplier) and the actions (together with the related contract clauses) to be taken against the supplier in case of poor performance. Let's consider some important aspects of KPI design, therefore of writing the Performance Parameters. 𝐈𝐧𝐩𝐮𝐭 𝐝𝐚𝐭𝐚 𝐟𝐨𝐫 𝐊𝐏𝐈𝐬 𝐢𝐬 𝐥𝐢𝐤𝐞 𝐚 𝐜𝐫𝐨𝐩: 𝐢𝐟 𝐲𝐨𝐮 𝐝𝐨 𝐧𝐨𝐭 𝐠𝐫𝐨𝐰 𝐚𝐧𝐝 𝐦𝐚𝐧𝐚𝐠𝐞 𝐭𝐡𝐞 𝐟𝐢𝐞𝐥𝐝, 𝐲𝐨𝐮 𝐬𝐢𝐦𝐩𝐥𝐲 𝐰𝐢𝐥𝐥 𝐧𝐨𝐭 𝐡𝐚𝐯𝐞 𝐚 𝐜𝐫𝐨𝐩, 𝐲𝐨𝐮 𝐰𝐢𝐥𝐥 𝐧𝐨𝐭 𝐡𝐚𝐯𝐞 𝐭𝐡𝐞 𝐝𝐚𝐭𝐚 𝐭𝐨 𝐜𝐚𝐥𝐜𝐮𝐥𝐚𝐭𝐞 𝐊𝐏𝐈𝐬 We can define the KPIs, but we need: input data to calculate them, and a process to generate and manage that data. When designing a KPI, we should define: a) what data we need b) if and how that data is available c) what the source of that data is d) and how it's registered and managed. Consider the User Support for a software application. With hundreds (perhaps thousands) of users, the number of tickets to be registered, tracked, and monitored can be huge. For each KPI of the area of User Support, we need to: a) define a workflow, from the user support request to the periodic KPI calculation; b) industrialize the activities, usually by implementing some software applications. 𝐀𝐫𝐞𝐚𝐬 𝐨𝐟 𝐄𝐯𝐚𝐥𝐮𝐚𝐭𝐢𝐨𝐧 𝐚𝐧𝐝 𝐒𝐜𝐨𝐩𝐞𝐬 𝐨𝐟 𝐄𝐯𝐚𝐥𝐮𝐚𝐭𝐢𝐨𝐧 The Performance Parameters define the Areas of Evaluation and, for each, the relative KPIs. Areas of Evaluation definition helps to define KPIs in a top-down manner. All the KPIs belong to a single Scope of Evaluation, but in some cases it's necessary to have several "Scopes of Evaluation". Each Scope is defined as a set of KPIs and has an independent Performance Evaluation process, with its penalties and consequences for poor performance.
