    How is it possible that with all the technology that’s been developed and research that’s been conducted, that overall customer experience is down to its lowest rating since Forrester started measuring CX in 2016? Undoubtedly, some of the declines are due to workforce challenges and shortages. No one can argue that point. But that’s not the only issue. Many of these declines are because companies are willing to diminish their customers’ experience (and the long-term health of their brand) to save a bit of money in the short run. For other organizations, it’s a fascination with technology that promises improved CX but isn’t strategically implemented with a clear definition of what the ideal customer experience is for that specific organization and their customers. And while the exact reason might vary, for many organizations, this decline is simply because they’ve reduced their focus on CX. (Only 1 of the 11 identified “elite brands” raised their CX score over this past year.) There’s one more reason. Customer expectations are constantly growing. If a brand is providing the same CX they were two years ago, they are most definitely no longer delivering the experience that customers are demanding today. And that high level of expectation is no longer just for consumer-focused brands. When it comes to CX expectations, audience members do not delineate between consumer products and B2B services; they no longer have different expectations from public entities than they do from online retailers. We have found that no matter the challenge, the sector, or the technology, the key to transforming (or even evolving) a strong customer experience is to start by clearly understanding your customers and their primary needs, gaining alignment on the relevant CX objectives, and then developing a clear CX strategy.     1 in 4 people have a disability — it's safe to assume accessibility matters to your audience. We've all heard the potential costs of inaccessibility: lawsuits, PR nightmares. But there's one guaranteed cost: access to your full target market. Accessibility isn’t just a moral (and legal) obligation. It’s the right business decision. In fact, the spending power of people with disabilities in the U.S. exceeds $200 billion annually. The point? You should have 100% confidence in your accessibility.     Businesses rarely complain that their building requires a wheelchair ramp — of course you want customers with disabilities to have a way into the building. But what about their way into your digital experiences? 1 in 4 people have a disability, yet accessibility in the digital world is still an afterthought. I have a few thoughts on why that is... Maybe it's because the loss is more obvious when you lose a sale because the customer cannot enter your store. To that I say, the spending power of people with disabilities in the US is over $200 billion a year. If your website isn’t accessible, you’re losing money. Maybe it’s because web accessibility standards are complex and take time to implement. A 2022 Forrester Research report estimates every $1 invested in accessibility has a $100 ROI. If you’re not investing in accessibility, you’re losing money. "Losing money" is an obvious business cost. But I wrote this blog about accessibility because doing what's right is worth way more than dollars and cents — and it doesn’t have to be so hard.
